About this activity pack

Forty ready-to-print role-play scenarios for everyday customer service, across counter, phone, email, chat, text and video, each with a setup card, an employee card, a customer card, debrief questions and model responses.

Who it is for

  • Customer service trainers who need realistic practice material for new and experienced staff

  • Service managers and supervisors running short practice sessions in team meetings

  • Small-business owners preparing counter, front desk and phone staff without a training department

  • Call center and support leads coaching chat, email and phone agents

  • HR and training staff building an onboarding or refresher program

The problem it solves

Most service is not about angry customers. It is the ordinary booking, question, small mistake or complaint that staff handle many times a day, and those are the contacts that decide whether customers come back. Staff get better at them by practicing, and practice needs good scenarios: a customer with a real need, an employee with real facts and limits, and a detail that only comes out when the employee asks the right question. Writing forty of those takes days. This pack gives you forty, from varied small businesses, at three levels, built on three KA service models: one for everyday contacts, one for putting a mistake right, and one for handling a complaint fairly. A short guide explains the models, how to run a round in person and online, how to run each channel, and how to debrief.

What is inside

  • Copyright, how to use the pack and terms explained (3 pages)

  • Guide (6 pages): the three service models step by step with sample language and common misses, running a practice round in person and online, running each channel, playing the customer, debriefing and coaching, and adapting the scenarios to retail, clinics, restaurants, trades, offices and online orders

  • Scenario chooser (1 page): all 40 by business, channel, level and model

  • 40 scenarios (20 pages, two per page): a setup card for the observer, an employee card and a customer card to cut apart, with practice goal, observer focus and debrief questions

  • Observer checklist (2 pages): blank and filled in

  • Scenario card template (2 pages): blank and filled in

  • Answer key (5 pages): model responses for every scenario, labeled by step

  • Editable Word file (53 pages): every scenario as editable cards, plus the checklist, template and answer key

How to use it

  1. Read the guide page on the three models and choose scenarios from the chooser.

  2. Print and cut the cards so each person sees only their own card.

  3. Run 15-minute rounds in threes: employee, customer and observer.

  4. Debrief in order, then share the model responses from the answer key.

Formats and file types

  • PDF guide, scenario cards and answer key, 39 pages, US Letter, print or screen

Frequently asked questions

Are these difficult or angry customer scenarios?

No. These are everyday service contacts: requests, small mistakes and complaints from reasonable customers. They pair well with a de-escalation pack if you need both.

Do I need to take a course first?

No. The guide explains the three models with sample language. The pack also works alongside the KA customer service, service recovery and complaint handling courses, which use the same steps.

Can I change the scenarios to fit my business?

Yes. The Word file has every scenario as editable cards, and the template shows how to write your own from real situations.
